One star. Three angry lines. Your name in the middle of them. Your first instinct is to explain exactly why the customer is wrong, and your second is to pretend you never saw it. Both lose you work, because the review was never really written for you. It was written for the next person deciding whether to ring.

That person reads your answer. Knowing how to respond to a bad review is therefore a sales skill, and this guide gives you the rules and seven templates you can adapt in five minutes. The research and the legal points were checked on 4 October 2026.

Why the reply matters more than the review

BrightLocal's 2026 survey found that 97% of people read reviews before choosing a local business and that 89% expect the owner to respond. Eight in ten said they were more likely to use a business that replies to all of its reviews. Standards are rising too: 31% will only consider a business rated 4.5 stars or higher, up from 17% a year earlier.

Replying also moves the rating itself. Proserpio and Zervas studied hotels on TripAdvisor and found that once a hotel started responding, it received 12% more reviews and its rating rose by 0.12 stars on average. A third of the hotels lifted their rounded rating by half a star or more within six months.

There is a warning in the same survey: generic or templated replies put off 50% of readers. So use the templates below as a frame, and put one real detail from the job into every reply.

The five rules

  1. Wait an hour, reply within two days. Never answer angry. Do not leave it a fortnight either.
  2. Use their name and one real detail. "The kitchen tap on the 14th" proves a person read it.
  3. Say sorry for the experience without accepting a false claim. "I am sorry you were left waiting" is not "I am sorry we overcharged you".
  4. Move the argument out of public. Give a direct phone number or email and your name.
  5. Keep it short. Sixty to a hundred words. Long replies read as defensive.

The 7 templates

Template 1: the fair complaint

Hello Sam, you are right and I am sorry. We said Tuesday and arrived on Thursday, and nobody rang to tell you. That is not how we work. I have refunded the call-out charge today and we now confirm every appointment by text the day before. If you would give us another chance, ring me directly on 0113 496 0000. Priya, owner.

Template 2: the misunderstanding

Hello Sam, thank you for telling us, and I am sorry the bill was a surprise. The quote on 3 March covered the repair, and the extra £60 was the new valve we agreed by phone on the day. Template 3: the unfair review

Hello Sam, I am sorry you were unhappy. For anyone reading: we attended at the booked time, the work was signed off the same day and the price matched the written quote. I would still like to put right anything we missed, so please ring me on 0113 496 0000. Priya, owner.

Template 4: no record of the customer

Template 7: the old complaint you have fixed

What never to write

  • The customer's private details. Their address, their bill, their medical or financial situation. You hold that information as a business, and publishing it to win an argument is a data protection problem as well as a bad look.
  • Accusations you cannot prove. "This is a competitor" may be true. Say you have no record and report it.
  • Legal threats. They scare the next customer more than the reviewer.
  • A copy of your last reply. Half of readers are put off by replies that look templated.
  • An offer in exchange for deleting it. See the law below.

Can you get a bad review removed?

Only if it breaks the platform's rules. Google says you can report any review, but only those that violate its policies are eligible for removal, and it adds: "Do not report a review just because you disagree with it or dislike it." To report one, use Report next to the review in your Business Profile or the Reviews Management Tool. Google says evaluation typically takes several days, and you get one appeal if it decides the review can stay.

Reviews that are fake, abusive, off topic or written by someone who was never a customer are worth reporting. An honest one-star review from a real customer is not, and your reply is the only tool you have.

What UK law says about reviews

Since 6 April 2025 the Digital Markets, Competition and Consumers Act has banned fake reviews. For a small business that means:

  • Do not write or buy reviews of your own business, or of a competitor.
  • Do not hide the bad ones. Showing only positive reviews on your website, or suppressing negative ones, is a banned practice.
  • Declare incentives. A discount in exchange for a review must be disclosed, and it must not depend on the review being positive.
  • If you publish reviews, take reasonable steps to prevent and remove fake ones.

The Competition and Markets Authority enforces the rules and can impose penalties of up to 10% of global turnover. This is general information, not legal advice.

Bury it with good reviews, honestly

One bad review among five looks like a problem. One among sixty looks like a bad day. BrightLocal found that 74% of people look for reviews from the last three months, so a steady trickle matters more than a burst.

Ask every happy customer on the day the job ends, with a direct link. Reviews now feed AI answers as well: 45% of people in the same survey use tools like ChatGPT for local recommendations, up from 6% a year before. How an AI agent helps with reviews

ChatGPT, Claude, Gemini, Microsoft Copilot, Manus and Meta's Muse will all draft a polite reply. The risk is that it sounds like every other polite reply. An agent with your notes does better.

  • Drafts from the facts. Give it the review and what happened on the job, and it writes a reply with the real dates and details.
  • Keeps your voice. Feed it three replies you were happy with and it matches them.
  • Checks before you post. It flags private details, admissions you did not mean to make and anything that sounds like a threat.
  • Spots patterns. Every month it reads all your reviews and tells you the three things customers praise and the two they complain about.
  • Writes the ask. A short message with your review link, sent the day a job closes.

Should I respond to a bad review at all?

How do I respond to a bad review that is not true?

Stay calm and write for the next reader. Say you are sorry they were unhappy, state the facts in one sentence without private details, and give a direct number. Then report the review if it breaks the platform's rules.

How quickly should I reply to a negative review?

Within a day or two. Wait an hour first so you are not writing angry, then reply while the review is still near the top.

Can I delete a bad Google review?

No. Only Google can remove a review, and only if it breaks its policies. You can report it and appeal once. Google asks businesses not to report reviews just because they disagree with them.

Is it legal to offer a discount for removing a review?

Avoid it. UK law bans hiding negative reviews and undisclosed incentives. You can fix the customer's problem and then ask whether they would update the review, with no payment attached.

What should I do about a fake review?

Reply briefly that you have no record of the job, invite contact, and report it to the platform. Posting fake reviews has been banned in the UK since 6 April 2025.
